Last May I bought a kettle online from Very.co.uk. It arrived. It worked. And after 11 months it blew up.
I had kept the receipt. It was under guarantee. So I rang them up. Gave them my customer number. My post code. Asked them where I should send the faulty kettle for replacement.
They asked for my date of birth. I didn’t want to give it to them. They refused to continue the conversation.
Instead I had to go to the website and find out what to do. There was a returns address, so I returned the kettle to Very.co.uk with a covering letter:

I got a text on my mobile phone on 14 April 2011 at 14:24 saying
Freemsg: The item you have returned PJ287 (£26.1) has been received. Details will show on My Account online.”
Nothing happened. On April 21 I posted a message on the Very.co.uk website:
Nothing is shown. I want you to replace the kettle under guarantee. When are you going to do this?
I received an automated reply the same day. I was to read a lot of these:
Dear Mr Headley,
We have received your request, reference 3165347-1303400198.
This email is confirmation that we have received your enquiry.
Please allow upto 24 hours for a response from our Customer Services team.
We apologise for the delay and thank you for your patience
Kind regards,

The following day they sent me this:

Thanks for contacting us about your returned Kettle (Cat No: PJ287).
If you purchased your item using your Credit Account, or by debit/credit card we will normally credit your account within 21 days of taking receipt of the item.
If the credit does not appear within 21 days, please let us know and we will look into it further for you.

Avtar Johal had the courtesy to telephone me, to say there was no trace of the product having been returned.
On April 26 I emailed to say
All I want is the kettle replaced under its legal guarantee.
They replied on the 26th:

and I wrote to Avtar:
You acknowledged receipt of the kettle on 14 April 2011 at 14:24 through the following text message:
“Freemsg: The item you returned PJ287 (£26.1) has now been received. Details will show on your next statement and at My Account online. Thank you.”
I replied:
“I just want it replaced. Are you able to do that?”
but my message was rejected by your system.
To inspect the item, simply fill it with water, plug it in and turn it on. When you discover that it fails to boil the water, please send me a replacement.
All I want is the kettle replaced under its legal guarantee.
Then Vincent Taylor of Very replied on the 26th:
Thanks for your email about your recent return.
Once the inspection of your faulty item has been completed you will be refunded in full.
You will then be able to place a replacement order for the same or another item if your would like to do so.
You can do this from the website or call in.
We would suggest waiting until the original faulty item has been credited to your account before you place your replacement order.
If you have any further questions, just let me know – I’ll be happy to help you.
You know what? I did have further questions. I replied to Vincent:

I don’t want a refund, I want a replacement under guarantee, as is my legal right.
I am puzzled as to why you won’t comply with the law.
Then to my astonishment on the 27th Sandra Darwen replied:

I’m sorry but we have not yet received the returned items. (!!!)
Please note that items can take up to 21 days to be credited back to your account.
If the return was collected/sent more than 21 days ago, please let me know the date you sent the parcel back and the bar-code number, which you’ll find on your proof of return.
Problems like this are most unusual and as soon as I have the information requested, I will look into it further for you.

Please can you simply replace the kettle under its guarantee?
Perhaps you could pass on the information to your Customer Excellence Team that I have never had such difficulty returning an item under guarantee to any retailer. You need to take a good hard look at your procedures if you want to retain existing customers.

I waited 21 days for my account to be credited. It was obvious I wasn’t going to get the kettle replaced under guarantee. A month later I checked my Very.co.uk account. Nothing. Not a dicky-bird. No sign of a replacement kettle, either. So I emailed them again:

I am surprised not to have had the Breville kettle I returned under guarantee replaced by you.

This cannot be described as excellent customer service. I hope you will be able to learn a lesson from this.

We have today processed a refund of £26.10 direct to your card this will show within the next 7 days.
As previously stated with the type of account you hold returns will be automatically refunded and you would then need to reorder either by phone or via the website.

Today, seven days later, nothing has shown up on my card. As I expected. No refund, nothing. I had to write again. And as you can see, I’m beginning to lose my rag:
Despite your sincere apologies and your promise of a refund — which was not what I wanted, I simply wanted the faulty kettle replaced under guarantee — I am not unduly surprised to see no credit has been applied from Very to my card.
What happens now? How can you possibly use more delaying tactics? I assume that Very will probably make a refund the moment it receives the court order, leaving me to bear the cost of taking out the injunction.
It’s now been two months since I returned a broken kettle to you for replacement under guarantee. It’s taken me 8 emails to get nowhere.
This is no ordinary behaviour for a department store. “No ordinary department store” is indeed an accurate slogan for a company such as yours. I cannot believe that in 2011 a company can treat its customers with such contempt.
Your behaviour is evasive to say the least, and if one discounts ineptitude on a staggering scale, then your actions begin to verge on the criminal.
I pity the people who work for such an appalling company.

What’s the proper procedure? What do I do next? Do I take them to the Small Claims Court? Difficult, as they’ve clearly promised a refund. But why are they behaving like this? What benefit can it bring them?
What is the point?
UPDATE, June 10 2011: Today, two months and two days after I returned a broken kettle to them for replacement under guarantee, I received a cheque from Very for £26.10 in the post. It took me a total of 27 emails, one letter and much time on the telephone — plus a £2.85 charge from O2 for calling Very’s 0845 telephone number from my mobile phone.
Thanks very much, Very. That is the worst customer service of the decade.
I will never, ever, EVER shop at Very.co.uk again.

I am having the same problem at the moment. 5 emails over 2 weeks and not a single response. I guess I have another 6 weeks to go before I get anywhere …..if I’m as persistent as you.
Awful company with a disgusting attitude to customers. I have closed my account and plan to share this info with everyone I can think of.

Well, HSBarnes, until people like us make a bigger and bigger fuss, they will simply try to get away with it. We must not let them. I’d up your rate to 5 emails a day rather than 5 in a fortnight though!

This is a common procedure with Very. I purchased a new laptop from them which turned out to be second hand and had faults. Even tho’ HP verified laptop was second hand Very said because I had it more than 28 days I had to have it repaired, and bluntly refused to refund. When I questioned that it was second hand they said they had contacted HP and they had told very it was new, however when I asked HP about this they said Very had not been in touch at all about the product, I exercised my rights under the Sale of Goods Act and Very stated that because I accepted their terms and conditions the Sale of Goods Act no longer applied. Very lie and deceive and once they have sold you something they want nothing to do with it any more, and will avoid at all costs to help you if things go wrong. I finally got the laptop returned with the help of HP as Very had sold me a refurbished second hand item that was advertised as new. Do yourself a favour and avoid this rip-off company.

Advice to others suffering with this company. Please make Trading Standards aware of it straight away, as soon as Very start to mess you around, so they can investigate further. You will be surprised how many complaints they are looking at regarding Very.co.uk.

I bought a Nexus 7 as a gift for my brother birthday from god damn VERY ! Guess what ? The Nexus 7 was faulty and it was not turning on ! The birthday gift rather than making me happy, made me embarrassed ! The funny story is when I called Very, they told me that you have to contact the supplier which is ASUS ! I said I bought the item from your company, not Asus ! Again O2 charged me for calling 0845, and I talked with Asus technicians. They told me you need to send the itelm to us via TNT Post ! I sent an email to Very to say that who the hell should pay for these extra costs ? Why you did not test the item before selling it to your customers? I made a review over their item , and they deleted it ! Still I am waiting for the replacement from Asus, and Very accepts no responsibility ! You are not alone mate, we all experienced the same shit !

Hey you will have a long way to go top my problems I have now waited four months for the Samsung TV to be repaid. I say repaid because they told me they won’t replace it as that model is no longer stocked. I asked for any replacement but you would think I had asked them to cut off body parts. I am still dealing with the excellence team and after 4 months of paying SKY and TV license totaling £77 per month with no TV to watch I got so peed off that I bought a TV from Argos. why should I have to put up with this shit service. I have called must be 3 dozen times had the TV inspected at their request and they even had the cheek to ring the TV shop and ask if they were competent to carry out the test? I was livid the repair shop were livid and still they have not sorted it out I won’t be using them again EVER…. glad you got yours sorted you lucky B

From Farhad and Sandra’s more recent comments about their experiences with the company it looks as if Very is sliding down the scale rather than making any effort to improve their customer service. Clearly the Barclay Brothers (who own the shop) have calculated that it’s more profitable to ignore customers’ complaints than respond to them — a large percentage of people when faced with obfuscation and obstructivity will give up when the amount in question is small. It’s just not worth the hassle. But I am prepared to hassle them. (Well obviously I won’t be hassling them any more, because I am never going to buy anything from them again).
But looking back through my experience with Very, I noticed that they actually lied to me on one occasion:
“We have today processed a refund of £26.10 direct to your card this will show within the next 7 days.”
This never happened, so they cannot have processed the refund. So this is a lie. I was sent a physical cheque some weeks later.

I’m having umpteen problems with Very too.
We were sold an Indesit tumbel dryer with 5 year parts guarantee only to be told after purchase the guarantee is only provided if the appliance is repaired by a designated engineer at £91.50 per hour (the appliance was £220)
We were told by citizens advice this is a case of miss-selling and we are entitled to recompense or for the appliance to be returned.
After around ten calls so far -all of which I have treid to get a transcript of the phone call for- I have been told they will get their ‘customer excellence ‘ team to ring me back
Four days after this was supposed to happen-nothing.
They refuse to speak to me or cut me off when waiting on the phone to add to the frustration. Supervisors refuse to speak to me.
They refuse to speak to me if I don’t know the most minor detail , like when the last payment was made and for how much- even though I’m ringing from the home number and know every other detail.
Woe betide anyone who buys a product that has a problem. You are NOT looked after!

I have had issues with returns before too, however, why didn’t you just provide your date of birth? If you had, and completed data protection like a normal, thinking person, you would have had your issue resolved there and then. Data protection is the law. If they had accessed your account and breached data protection, you would be complaining about that too. Not sticking up for them and all the emails you had to send, but if you had not been a stubborn idiot to begin with, you would have saved your self a head ache wouldn’t you? Silly Billy!

Agree, I have now attempted to get Very to collect a return which is faulty four times with no success, I am on the fifth attempt now. Will I then get a refund, who knows!!!!
